The idea

What are realistic quarterly goals for TTA and TTR?

Pain point
A team lead is pressured to achieve 100% first response and resolution rates for all tickets, which is considered unrealistic and demotivating.
Who has this problem
Team leads in service desk departments of MSPs
Contradiction (TRIZ)
Desire for high performance metrics vs. the inevitability of operational disruptions and human error
Ideal final result
A system that allows for realistic performance metrics without penalizing for unavoidable delays or errors
Suggested solution
Implement a dashboard that tracks performance with adjustable thresholds based on historical data and operational context, allowing for exceptions and partial credit for near-misses.

I am a team lead of the Service Delivery department at an MSP. I get quarterly bonuses for maintaining TTA (time to acknowledge) and TTR (time to resolve). My boss has set the quarterly goals for me in order to get the bonus. Every quarter he runs a report to see how many tickets have satisfied the first response goal, and how many tickets have satisfied the resolution goal. His goal for me in order to get the bonus? ....**100%. 100% of tickets.** I fought him on this because in my opinion it is **impossible** to achieve this goal. If one person misses one first response by one minute on one ticket once in the first day of the quarter, the entire quarter is a failure just like that. I consider myself a highly ambitious and realistic person, so I obviously would aim to have my staff reach 100%, but I firmly believe that this is impossible. He has been in this industry a lot longer than me, and I've only been in this role for a year, so maybe he knows better but....100% does not feel like a realistic goal and makes me not even want to try because, well, it feels impossible. Can anyone share what their quarterly goals are? Or even what a realistic goal should be for a team lead of a service desk team?

Synthesis verdict
**Pivot**: The idea of creating a tool or platform to help team leads track and manage their team's performance against quarterly goals has potential, but it lacks a concrete revenue model and monetization strategy. The market for such a tool is large and underserved, with tens of thousands of service desk team leads globally facing unrealistic pressure to achieve 100% SLA compliance. However, the idea's viability is crippled by an unattainable performance metric and a flawed bonus system. To pivot, the idea needs to focus on developing a realistic and data-driven approach to goal-setting, and establishing a clear revenue model and monetization strategy.

Strengths

  • - Large and underserved market
  • - Clear unmet need for data-driven goal-setting and benchmarking
  • - Potential for differentiation through machine learning and dynamic goal recommendations

Weaknesses

  • - Lack of concrete revenue model and monetization strategy
  • - Unrealistic performance metric and flawed bonus system
  • - High risk of demotivation and decreased performance due to unattainable goals

Best angle

Develop a data-driven SLA benchmarking platform that learns from a growing MSP network and offers realistic, role-specific goal recommendations to help team leads negotiate with leadership and improve operational performance.

“A simple dashboard or report generator can help the team lead track and manage their team's performance against quarterly goals.”

Building a tool or platform to help the team lead track and manage their team's performance against quarterly goals, such as TTA and TTR, is feasible within a 4-12 week timeframe for a solo or 2-person team. The idea involves creating a simple dashboard or report generator that can analyze ticket data and provide insights into team performance. This is a relatively straightforward task that can be accomplished with existing technologies and tools, such as data visualization libraries and ticketing system APIs. The main challenge lies in integrating with the specific ticketing system used by the MSP and ensuring data accuracy. However, this is not a significant technical hurdle. A solo or 2-person team with experience in data analysis and visualization can build a functional v1 within the given timeframe. The key is to focus on the core functionality and iterate on additional features later.

“Team leads don't need to work harder - they need credible, data-backed ammunition to prove that 100% SLA compliance is a flawed goal that harms performance, not enhances it.”

This idea taps into a widespread, unmet pain point among MSPs and IT service teams: the unrealistic pressure to achieve 100% SLA compliance, which is mathematically and operationally unsustainable in real-world environments. The audience is large: tens of thousands of service desk team leads globally in MSPs, enterprise IT, and managed services who face the same impossible KPIs. These leaders are under pressure from executives who equate 100% with excellence, but they lack tools or frameworks to push back with data. There's a clear, paying market here - these are professionals with budgets for software, training, and consulting to improve operational realism. A product or service that quantifies the cost of unrealistic SLAs (e.g., burnout, attrition, false reporting), benchmarks realistic targets by team size and ticket volume, and provides audit-ready reports to negotiate with leadership would be highly valuable. The unmet need isn't just better metrics - it's the *authority* to challenge flawed KPIs with evidence. This isn't a niche complaint; it's systemic. Companies like ServiceNow, Zendesk, and Freshservice users all struggle with this. The willingness to pay is high: team leads would pay for a tool that protects their bonus eligibility and credibility. Consultants and training firms already charge $10k+ to restructure SLAs - this idea automates and scales that. The market is real, active, and underserved.

“Unrealistic 100% TTA/TTR goal guarantees failure, demotivates, and ignores operational variability.”

The venture's viability is crippled by an unattainable performance metric (100% TTA and TTR) set by the team lead's boss, which demotivates the team lead and sets the team up for guaranteed failure. This goal ignores the inherent variability in service desk operations, such as unexpected spikes in ticket volume, staff absences, or complex issues requiring extended resolution times. Achieving 100% would require perfect predictability and control over all variables, which is unrealistic in any customer-facing service environment. The goal's rigidity (one mistake ruins the quarter) ensures morale and motivation will plummet, leading to decreased performance rather than improvement. Without a realistic target, the team lead's efforts are discouraged from the outset, and the structure of the bonus system does not incentivize continuous improvement but rather sets up a scenario where failure is certain.

“Performance metrics like TTA and TTR are internal operational goals, not a revenue model.”

The idea lacks a concrete revenue model or monetization strategy. While the context describes a performance-based bonus system within an MSP, it does not outline how this translates into revenue generation, pricing, or unit economics. The focus is solely on internal performance metrics (TTA and TTR) without addressing how these metrics drive customer value or revenue. For a monetization analyst, the absence of details on pricing structures, customer acquisition costs, or gross margins makes it impossible to evaluate the financial viability or scalability of the venture. The key insight is that performance metrics alone do not constitute a revenue model.

“A real - time, data - driven SLA benchmarking platform that learns from a growing MSP network can turn the elusive goal - setting problem into a defensible, subscription - based business.”

The core need is for MSP service desk leads to obtain realistic, data - backed quarterly TTA/TTR targets rather than arbitrary 100% goals. Existing alternatives include static industry benchmark reports (HDI, ITIL, SLA surveys), periodic consulting engagements from firms like Gartner or MSP - specific advisors, and built - in analytics in PSA platforms such as ConnectWise Manage, SolarWinds MSP, and Kaseya. These sources either provide outdated, one - size - fits - all numbers or only reflect an individual MSP's own historical performance, limiting their usefulness for setting stretch - yet - achievable goals. A new entrant could differentiate by aggregating anonymized ticket data from many MSPs, applying machine learning to produce dynamic, role - specific goal recommendations that adjust for ticket volume, complexity, staff size, and seasonal trends. Delivered as a subscription - based SaaS with API integration into popular PSA tools, this service would offer continuously updated benchmarks, predictive goal - setting, and performance - gap alerts. The defensibility hinges on building a data moat: as more MSPs contribute, the model's accuracy improves, creating network effects that are hard for competitors to replicate without similar scale. While establishing the data pipeline and trust barriers requires effort, the resulting proprietary insights can sustain a durable advantage over static reports and generic consulting. Thus, the idea possesses moderate to strong differentiation potential, meriting a score that reflects both the opportunity and the execution challenges. key_insight:A real - time, data - driven SLA benchmarking platform that learns from a growing MSP network can turn the elusive goal - setting problem into a defensible, subscription - based business.
